1. Partnership for Insight

A leading rail service collaborated with MRFGR to execute two pivotal research projects over the past year. This partnership focused on unlocking deeper understanding of customer needs and refining service strategies.

The work comprised two complementary studies for the same rail provider. One examined who passengers were and how they perceived the brand; the other focused on their experience of the service while travelling. Together, they addressed both audience understanding and the practical quality of the passenger journey.

Keeping these purposes distinct gave the research a useful structure. The provider could use each study for its own decision needs while considering how customer understanding and service experience informed its wider approach to passengers.

2. Strategic Objectives

The rail provider aimed to achieve two main goals: to better understand customer demographics and perceptions of the brand, and to gather real-time feedback to enhance the overall passenger experience.

Audience knowledge and service feedback answer different questions. Demographics, travel behaviours and responses to marketing help a provider understand whom it is reaching. Satisfaction and reported difficulties help it consider what the journey feels like for the people using it.

The research brief included both perspectives. This gave the client a basis for considering marketing direction alongside service priorities, rather than assuming that improved communication alone would address issues in the travel experience, or that operational feedback would explain the whole customer base.

3. Field-Based Approach

MRFGR designed and implemented on-board intercept interviews using a blend of qualitative and quantitative methods. Passengers completed pen-and-paper surveys during their journeys, providing immediate and candid responses.

Fieldworkers approached passengers on board, with responses collected through self-completed pen-and-paper questionnaires. The surveys combined quantitative questions with qualitative feedback, bringing structured measures and passengers' own accounts into the research.

Collecting feedback during journeys placed the questions close to the experience being discussed. It also made fieldwork delivery part of the method: the research needed to reach passengers in a live travel setting while keeping the completion process straightforward. This differs from relying solely on recollections gathered after travel.

4. Survey 1: Understanding the Passenger

The first survey focused on customer segmentation and brand perception. It uncovered valuable data on demographics, travel habits, and how passengers engaged with marketing efforts.

The segmentation and brand-perception study connected information about passengers with their travel habits and marketing interactions. This gave the rail provider a fuller picture of its audience than demographic characteristics alone.

Its commercial use was to inform how the provider understood and communicated with customers. Examining these dimensions together could support more relevant marketing decisions, while keeping the analysis grounded in the passengers who responded rather than treating the travelling public as one uniform group.

5. Survey 2: Real-Time Experience Feedback

The second survey concentrated on the live travel experience, measuring satisfaction, identifying pain points, and exploring opportunities to improve service delivery.

The service-experience survey addressed the journey passengers were making, with questions about satisfaction and aspects of the service that could be improved. This complemented the first study's focus on audience and brand understanding.

The benefit of a distinct experience study was a clear focus on service delivery. Passenger feedback could be considered in relation to practical improvement opportunities, giving the provider evidence to discuss internally alongside its own operational knowledge of the service.

6. Comprehensive Data Collection

With over 2,000 survey responses gathered across both studies, MRFGR assembled a substantial dataset to inform decisions and strategies.

The 2,000-plus responses were collected across the two projects, rather than representing a sample of that size for each separate questionnaire. Keeping that distinction clear is important when interpreting the overall scale of the programme and the evidence available for each research question.

The combination of structured answers and qualitative comments supported analysis of patterns as well as the reasons passengers gave for their views. Any more detailed comparison depends on the responses available within that part of the dataset, not simply the combined total.

7. Actionable Outcomes

The analysis provided meaningful insights: a clearer view of the customer base, more effective marketing direction, and concrete recommendations to improve the passenger journey.

The outputs addressed the two original objectives: a refined understanding of the audience to inform marketing, and recommendations concerned with the customer experience. That connection between the brief and the findings made the work useful to teams with different responsibilities.

The provider could use the evidence to discuss where communication needed to be more relevant and where the service experience required attention. This linked the outputs to decisions the provider needed to make, giving the work a purpose beyond reporting headline results.

8. Strategic Empowerment

Through MRFGR’s data-driven methodology, the rail service enhanced its brand positioning and refined its customer service approach—fostering a stronger connection with its passengers.

Research added a passenger perspective to decisions about the brand and the journey. This is valuable because internal service priorities and customer perceptions can differ: understanding both helps teams discuss the reasons for a proposed change.

The two-study approach supported that discussion at more than one level. Audience and marketing evidence informed positioning, while direct experience feedback informed service considerations. Their value lay in making those decisions better informed rather than treating one overall satisfaction score as an explanation of every issue.

9. Continued Collaboration

MRFGR’s collaborative and agile style has laid the foundation for a long-term relationship, supporting the rail provider’s goal of delivering a seamless and satisfying travel experience.

The client's testimonial specifically highlights communication, timely delivery and the ability to translate findings into usable insights. It relates to work with MRFGR across multiple projects and provides the client's own account of the working relationship.

That feedback complements the research description: delivery involved gathering responses at scale and presenting evidence in a form the provider could use. The two projects illustrate how a shared understanding of the provider’s needs can support research with distinct audience and service objectives.
